A quarterly NPS tells you how someone felt on the day they filled it in. Renewal decisions don't happen on that day. They form over weeks, in the gap between one survey and the next, and by the time a score comes back the account has usually made up its mind. We stopped running NPS on our own customers. We do five lifecycle questions instead, one at a time, on day 15 through month 11. Accounts at risk of churning are routed to a dedicated Slack channel. We still sell NPS surveys, and plenty of teams get what they need from the trend line. It just stopped being what we watch for churn. A customer churns at month 12. The reason logged in the CRM? "Price." But what if the account was actually lost around week 3? On August 27, were joining Survicate to perform a churn autopsy. Well work backwards through its journey and look at what we could have known earlier: What usage was telling us What sentiment was telling us What the health score missed What neither usage nor sentiment could catch Then well rebuild the health score that might have surfaced the risk sooner. We killed NPS and replaced it with a whole 'nother system. Becausea single blended score arrives after the decision, reads the same for ten different problems, and never tells a CSM what to do next. So we no longer fixate on metrics, especially so not on NPS. We run a continuous feedback program instead. Five moments across the first year, one question each, starting with Day 15: how was onboarding, all till Month 11: will you renew. Plenty of teams get real value from the NPS trend line. But predicting churn with this one metric alone is just not going to work. Thats why Eyll Nowakowska Beyazt and Irina Vatafu (Custify) are running a webinar on churn autopsy, August 27th.
